  • optimizing touchpoints already familiar to customers

Innovating, instead, means:

  • modifying expectations
  • introducing new behaviors
  • redefining the customer journey

The two activities require:

For this reason, understanding whether the objective is to improve or innovate the customer experience represents one of the first steps in system design.

Customer Experience Statement

Before designing touchpoints, environments, processes or relational mechanisms, it can be useful to define which customer experience the company intends to build and through which elements that experience will be transmitted to customers.

One useful tool can be the Customer Experience Statement, an adaptation of the more familiar Positioning Statement.

To make the concept more concrete, below is an example of how a Customer Experience Statement could be structured for Starbucks:

For urban professionals, students and experience-oriented consumers, Starbucks is a coffeehouse retail concept that enables customers to experience comfort, connection, community and a recognizable third place environment through the finest arabica coffee, handcrafted beverages by baristas, sensory consistency, personalized service rituals, highly recognizable store experiences and continuous signals of warmth, hospitality and customer recognition.

The objective is not to create a slogan or a communication formula. The objective is to create design coherence between:

  • customer journey
  • touchpoints
  • environment
  • operations
  • communication
  • personnel
  • processes
  • desired experience

The life cycle stage as the structure of the customer journey

The customer journey does not represent a random collection of touchpoints. Instead, it can be interpreted as a structure composed of different stages which together form the backbone of the customer experience. For example:

  • Explore → customers begin exploring available alternatives, categories, brands or possible solutions in order to understand what may be relevant for their needs or interests.
  • Awareness → customers become aware of the existence of the brand, its positioning, its offer and the type of experience it intends to provide.
  • Arrive → customers physically or digitally enter the retail environment and generate their first operational and perceptual impressions of the system.
  • Presale → customers search for information, evaluate alternatives, interact with products, personnel or the environment and progressively build purchase confidence.
  • Get Service → customers operationally interact with the system and directly experience the quality, reliability and fluidity of the retail operations.
  • Pay → customers complete the transaction and evaluate aspects such as simplicity, waiting time, clarity, coordination and operational efficiency.
  • Leave → customers consolidate the overall perception of the experience and generate immediate emotional and behavioral reactions following the interaction.
  • Return → customers decide whether to repeat the interaction, maintain the relationship, recommend the brand or progressively abandon the retail system.

Each stage:

  • generates different expectations
  • contains different touchpoints
  • exposes customers to different perceptual vulnerabilities
  • requires different levels of fluidity, simplicity and continuity

For this reason, designing a customer experience also requires understanding how the different stages interact with one another and how perceptions progressively accumulate throughout the customer journey.

Touchpoints, moments of truth and implicit signals

Every interaction between customers and the retail system can be interpreted as a touchpoint.

Some touchpoints, however, carry a much stronger perceptual weight than others and can significantly influence:

  • trust
  • perceived quality
  • likelihood of return
  • future tolerance toward mistakes
  • overall perception of the experience.

These higher-impact interactions are often referred to as moments of truth.

Customer experience, however, is not influenced exclusively by the most visible touchpoints or by the most explicit moments of truth.

Even apparently secondary elements can profoundly modify the way customers perceive the retail system. For example:

For every touchpoint, one of the most important aspects consists in clearly defining:

  • through which elements that experience will actually be perceived by customers?

At this stage, it becomes crucial to deeply understand both the customer experience the company wants customers to live through and the concrete mechanisms entrusted with transmitting that experience.

At this stage, it is important to be extremely pragmatic, clearly identify which vectors will be responsible for generating the experience and ensure that the intensity of the generated experience is truly sufficient to transmit the desired perception.

This applies regardless of the vector used: the store layout, product characteristics, in-store music or the approach adopted by sales staff.

At this stage, it is useful to act as true system engineers. A system perfectly designed from a theoretical perspective but weak operationally will inevitably compromise the entire customer experience.

The human layer of customer experience

Customer experience is not transmitted exclusively through layouts, environments, products, processes or operational mechanisms. At some point, every customer experience is ultimately transmitted by people.

For this reason, the involvement of the personnel becomes one of the most critical aspects in maintaining the coherence of the customer experience over time. Every interaction between customers and staff continuously contributes to transmitting:

  • attention
  • reliability
  • tension
  • fluidity
  • hospitality
  • operational quality
  • emotional consistency

Even highly structured customer experiences can deteriorate very quickly when the human layer of the system transmits signals that are incoherent with the intended experience. For this reason, designing a customer experience also requires ensuring that the personnel clearly understand:

  • which experience the system intends to transmit
  • why that experience exists
  • which role each person plays in maintaining perceptual coherence throughout the customer journey

Without this alignment, the customer experience progressively loses consistency and credibility.

The customer may continue interacting with the system operationally, while simultaneously perceiving fragmentation, instability or emotional disconnection.

For this reason, customer experience should not be interpreted exclusively as design, branding, communication, layout and procedures. It should also be interpreted as a shared operating culture continuously transmitted through the behavior of the people involved in the system itself.

Validating a customer experience

Customer experience should obviously not be evaluated exclusively during the design phase. It becomes equally important to observe:

  • how customers actually interact with the system
  • where friction emerges
  • where the customer journey slows down
  • where confusion or tension accumulates
  • where the system generates perceptual inconsistencies

For this reason, designing a customer experience also requires:

  • direct observation
  • field validation
  • behavioral analysis
  • transition analysis
  • verification of perceptual continuity

The distance between imagined experience and perceived experience often emerges precisely during this stage. It is therefore advisable to design, measure, adapt if necessary and measure again within a continuous and iterative cycle.
